Abstract

Shopee menjadi platform e-commerce dengan pengguna terbanyak di Indonesia, tetapi menghadapi tantangan dalam mempertahankan loyalitas akibat tingginya kecenderungan konsumen menggunakan beberapa platform secara bersamaan, khususnya pada Generasi Z. Penelitian ini bertujuan menguji pengaruh lima komponen Electronic Customer Relationship Management (E-CRM), yaitu Ease of Navigation, Reward Programs, Order Fulfillment, Information Quality, dan Service Quality, terhadap E-Loyalty dengan E-Satisfaction sebagai variabel mediasi pada konsumen Generasi Z pengguna Shopee di Indonesia. Penelitian ini menggunakan pendekatan kuantitatif kausal dengan metode Partial Least Squares Structural Equation Modeling (PLS-SEM) terhadap data dari 200 responden yang dikumpulkan melalui kuesioner daring menggunakan teknik pengambilan sampel bertujuan. Hasil penelitian menunjukkan bahwa empat dari lima komponen E-CRM, yaitu Ease of Navigation, Order Fulfillment, Information Quality, dan Service Quality, berpengaruh positif dan signifikan terhadap E-Satisfaction, sedangkan Reward Programs tidak menunjukkan pengaruh yang signifikan. Sementara itu, hanya Order Fulfillment yang berpengaruh langsung secara signifikan terhadap E-Loyalty. E-Satisfaction berpengaruh positif dan signifikan terhadap E-Loyalty dengan ukuran efek sedang serta menjadi pengaruh terbesar dalam model. E-Satisfaction juga memediasi secara penuh hubungan Ease of Navigation, Information Quality, dan Service Quality dengan E-Loyalty, serta memediasi secara parsial hubungan Order Fulfillment dengan E-Loyalty. Temuan ini mengonfirmasi bahwa kepuasan merupakan jalur utama dalam pembentukan loyalitas digital pada konsumen Generasi Z Shopee di Indonesia. Oleh karena itu, strategi E-CRM Shopee perlu diarahkan pada pengelolaan pengalaman pelanggan yang mampu menciptakan kepuasan di sepanjang perjalanan pelanggan.
